Context
Bringing clarity to a high-value lead pipeline.
The product is a mortgage lending platform that helps loan officers manage key activities across the lending journey - from lead acquisition and engagement to loan processing and customer relationships. Lead Management acts as an important starting point, bringing prospective borrowers and their information into one place.
The experience primarily serves loan officers and mortgage professionals who manage multiple leads at different stages of the lending journey. Since their earnings are closely tied to successful loan origination, every qualified lead represents a meaningful business opportunity. In this model, a loan officer may earn a commission of around 1% of the loan amount, making timely follow-up and lead conversion particularly important.
As lead volumes grow, managing, prioritizing, and following up with opportunities can become increasingly complex. The Lead Management experience was explored to bring greater clarity to lead status, priority, activity, and next steps - helping loan officers focus their time on the right opportunities and take timely action.
Challenge
When every lead matters, knowing what to do next matters even more.
Loan officers operate in a commission-driven environment, where every lead represents a potential high-value opportunity. With multiple loan officers competing for attention and leads moving quickly between stages, knowing which lead needs attention now becomes critical.
The experience needed to help loan officers:
-
Act at the right time - Identify time-sensitive leads before opportunities go cold.
-
Separate hot from cold - Quickly understand lead intent, engagement, and likelihood to progress.
-
Prioritize the right opportunity - Focus attention on leads with the highest potential rather than treating every lead equally.
-
Know what to do next - Surface possible next steps and opportunities after lead assignment or initial discovery.
-
Avoid losing momentum - Maintain visibility of follow-ups, interactions, and changes in lead status.
Objective
Help loan officers prioritize opportunities and act with confidence.
The experience aimed to make lead intelligence easier to understand by bringing together lead quality, engagement, urgency, and activity in one place. This would help loan officers quickly distinguish high-potential leads from low-priority ones, understand what has happened so far, and identify the most relevant next step.
Strategy
Shift lead management from a list of contacts to an actionable opportunity pipeline.
The strategy focused on helping loan officers move from “Who are my leads?” to “Which lead needs my attention, and what should I do next?” Lead information, engagement signals, activity history, and lead status were brought together to create a clearer picture of each opportunity.
The experience was structured around four key moments:
Identify → Prioritize → Understand → Act
-
Identify high-potential opportunities quickly.
-
Prioritize leads based on urgency, engagement, and potential.
-
Understand the context and history before taking action.
-
Act with clear next steps and follow-up opportunities.
Approach
Designing around the decisions loan officers need to make, not just the information they need to see.
The approach started by understanding how loan officers receive, assess, prioritize, and follow up on leads. I mapped the lead journey to identify where information was fragmented, where decisions slowed down, and where opportunities could be missed.
I then explored ways to make lead intelligence more actionable by bringing together lead status, engagement, activity history, urgency, and potential. This helped shape a clearer hierarchy of information, enabling loan officers to quickly distinguish hot vs. cold opportunities and understand the context behind each lead.
The experience was iteratively refined around a simple principle: show me what matters, tell me why it matters, and help me decide what to do next. This guided the design of prioritization, lead details, follow-up actions, and opportunity signals throughout the experience.
Impact
Less time managing the pipeline. More time moving the right opportunities forward.
The redesigned experience helped shift the focus from simply managing a large volume of leads to identifying and acting on the right opportunities. By making lead quality, engagement, status, and next steps easier to understand, the experience aimed to reduce decision-making effort and help loan officers respond with greater confidence.
-
Faster prioritization - Quickly identify leads that need immediate attention.
-
Clearer lead intelligence - Understand the quality and context of each opportunity at a glance.
-
More actionable workflows - Move from lead assignment to meaningful next steps with less effort.
-
Better follow-up - Reduce the likelihood of promising opportunities being overlooked.
-
Greater focus - Help loan officers spend their time on leads with the strongest potential.
